24% of CSMs Cite Unclear CS-Sales Boundaries as Top Challenge

Global – October 12, 2026 -- Unclear boundaries between customer success (CS) and sales were the most common answer, given by 24% of respondents, when CSMs named their biggest challenge in commercial conversations in the annual CSM Confidential Report.

Teams define the same four lifecycle moments differently

CS and sales often share goals and report on the same accounts, yet they define expansion-ready, renewal risk, ownership and commercial opportunity in different ways. As CS has taken on a larger commercial role, responsibilities have expanded without a common framework. Handoffs slow down, opportunities stall and the customer experience becomes inconsistent.

Five dictionary entries target the gaps

ChurnZero proposes a shared revenue dictionary built on five terms:

Customer Success Leaders Told to Track 4 Metrics Within 90 Days

Customer Success Leaders Told to Track 4 Metrics Within 90 Days

Global – October 12, 2026 -- Net revenue retention (NRR) and gross revenue retention (GRR) will rarely move within a new customer success leader's first 90 days, because both metrics are tied to a full renewal cycle, according to EverHealth's Marley Wagner.

Wagner, Head of Customer Success Programs and Strategy at EverHealth, outlined a 30-60-90 day framework during a ChurnZero webinar. Her advice: track four leading indicators that show whether changes are working before revenue figures reflect them.

Time to first value can improve within a single quarter

Changes to onboarding can shorten the time customers need to use the product the way they intend. Wagner says completing onboarding steps proves little on its own. What counts is whether customers get there faster than before.

ChurnZero Exec: Keep AI Behind the Scenes in SaaS Onboarding

ChurnZero Exec: Keep AI Behind the Scenes in SaaS Onboarding

Global – October 12, 2026 -- SaaS providers moving to consumption-based pricing have a direct financial incentive to speed up onboarding, but ChurnZero's VP of Customer Experience Delivery warns that automating the whole process risks losing the context that makes an implementation deliver value.

Consumption pricing pushes vendors to onboard faster

Under consumption-based models, vendors invoice clients by platform usage, so faster onboarding brings revenue sooner. Customers still expect service tailored to their needs. The executive names three automation risks: generic AI tools miss business context, B2B implementations rarely repeat outside a few standard steps, and time spent onboarding is only one measure of success.

Expansion Revenue Hits 40% of New ARR, Pushing CS Platforms Beyond Churn

Expansion Revenue Hits 40% of New ARR, Pushing CS Platforms Beyond Churn

Global – October 12, 2026 -- Expansion revenue now accounts for 40% of all new annual recurring revenue (ARR), up five points in a single year, according to Benchmarkit's 2025 SaaS Performance Metrics report. ChurnZero cites the figure to argue that customer success (CS) platforms must do more than stop churn.

ChurnZero says CRM health status is a guess, not a measurement

ChurnZero argues that a green status in a CRM does not show which features a customer uses or how usage compares with expectations. Renewal conversations then rest on what the vendor wants to sell rather than what the customer needs.

The company's platform includes a native license utilization field that tracks usage against what the customer purchased. Real-time, data-driven health scores replace CRM health fields based on gut feeling. AI-driven relationship scores scan every engagement for a qualitative read on customer priorities.

ChurnZero CEO Sets Five Conditions for Autonomous CS Agents

Global – October 12, 2026 -- Whether autonomous AI agents free up customer success teams or just add noise depends on five conditions set before deployment, according to ChurnZero founder and CEO YouMon Tsang.

Tsang laid out the framework in an appearance on the Startup Builders and Backers podcast.

Agents need both facts and context to make useful recommendations

Tsang separates CS data into two layers. Facts are contract dates, pricing, ARR and points of contact. Information is the context around the relationship: call transcripts, email threads, and product and usage know-how. Agents fed both can produce more strategic recommendations. Agents fed only contract and usage data work with facts alone, which puts recommendation quality at risk.

ChurnZero Cites NPS of 89 in G2 Report, Targets CSM Admin Drag

Global – October 12, 2026 -- ChurnZero reports the highest overall Satisfaction score among its leading competitors in G2's Fall 2026 Grid Report, including a Net Promoter Score of 89 against 73 for the next-best vendor.

The customer success vendor also cites a 94% Likelihood to Recommend, 96% for Ease of Doing Business and 96% for Quality of Support. The figures are company-reported.

Salesforce data puts customer-facing time at 46% for service staff

Salesforce found that service professionals spend less than half their time (46%) with customers and the rest on administrative tasks. ChurnZero positions its platform against that gap, arguing that training, late-caught escalations and upsell preparation consume hours that could go to customer success.

ChurnZero Adds Retrospective Agent, Expands API Objects

Global – October 12, 2026 -- ChurnZero has released a Retrospective agent that analyzes activity timelines, engagement signals and health metrics of lost accounts to show why customers churned, as part of its latest platform update.

Retrospective agent targets churn loss analysis

The agent gives customer success teams a data-based review of accounts that have already left. ChurnZero says the findings can help teams spot warning signs sooner in accounts that are currently at risk.

AI agents can now run on demand for single accounts or batches

CSMs can trigger an AI agent from a single account before a call. They can also run one across a batch of accounts wherever account segments support bulk actions. Bulk runs confirm how many accounts will be processed, and each user can only run agents against accounts within their own purview.

ChurnZero: CS Teams Should Phase In AI, Not Automate Everything

ChurnZero: CS Teams Should Phase In AI, Not Automate Everything

Global – October 12, 2026 -- ChurnZero CEO You Mon Tsang predicts the average customer success manager (CSM) will gain 25-50% more bandwidth per day by the end of 2026 through AI, provided teams avoid the most common adoption error: automating the whole operation at once.

ChurnZero VP of Customer Success Lukas Alexander laid out the argument on the “Customer Success Talks” podcast. He cited two obstacles. The first is AI overreach, where handing too much decision-making to AI could damage long-term customer relationships. The second is balancing automation with a personal touch, because CS teams depend on lasting partnerships rather than the transactional relationships typical of sales and marketing.

CS Leaders Favor Dedicated Platforms Over CRM as AI Pressure Mounts

CS Leaders Favor Dedicated Platforms Over CRM as AI Pressure Mounts

Global – October 12, 2026 -- Customer success (CS) teams with a dedicated customer success platform (CSP) reported 100% net revenue retention (NRR), versus 94% for organizations without one, according to ChurnZero's Customer Revenue Leadership Study. The figure was cited during a webinar in which three CS executives each backed a dedicated CSP over a CRM module as leaders plan for 2027.

Gartner survey finds 91% of service leaders feel more pressure to adopt AI

Ravi Pimplaskar, Senior Director of Revenue Marketing at ChurnZero, cited a Gartner survey in which 91% of customer service and support leaders reported increased pressure to adopt AI. The pressure runs in both directions. Boardrooms are issuing mandates, while CSMs want AI to cut heavy administrative workloads, said Lukas Alexander, VP of Customer Success at ChurnZero.
