EverHealth Exec: Health Scores Must Track Outcomes, Not Logins

Global – October 12, 2026 -- Customers who log in daily, attend every training session and open every email can still be unhealthy accounts, according to Marley Wagner, head of customer success programs and strategy at EverHealth. She argues that health scores should measure whether customers achieve what they bought the product to do, not how active they are.

Wagner replaces single-category scoring with five dimensions

The framework combines product adoption, business outcomes, relationships, customer sentiment, and support and operational health. The right mix varies by industry, company size, maturity and customer tenure. A score does not need to include every criterion.

ChurnZero Exec: Keep AI Behind the Scenes in SaaS Onboarding

Global – October 12, 2026 -- SaaS providers moving to consumption-based pricing have a direct financial incentive to speed up onboarding, but ChurnZero's VP of Customer Experience Delivery warns that automating the whole process risks losing the context that makes an implementation deliver value.

Consumption pricing pushes vendors to onboard faster

Under consumption-based models, vendors invoice clients by platform usage, so faster onboarding brings revenue sooner. Customers still expect service tailored to their needs. The executive names three automation risks: generic AI tools miss business context, B2B implementations rarely repeat outside a few standard steps, and time spent onboarding is only one measure of success.

Expansion Revenue Hits 40% of New ARR, Pushing CS Platforms Beyond Churn

Global – October 12, 2026 -- Expansion revenue now accounts for 40% of all new annual recurring revenue (ARR), up five points in a single year, according to Benchmarkit's 2025 SaaS Performance Metrics report. ChurnZero cites the figure to argue that customer success (CS) platforms must do more than stop churn.

ChurnZero says CRM health status is a guess, not a measurement

ChurnZero argues that a green status in a CRM does not show which features a customer uses or how usage compares with expectations. Renewal conversations then rest on what the vendor wants to sell rather than what the customer needs.

The company's platform includes a native license utilization field that tracks usage against what the customer purchased. Real-time, data-driven health scores replace CRM health fields based on gut feeling. AI-driven relationship scores scan every engagement for a qualitative read on customer priorities.

ChurnZero CEO Sets Five Conditions for Autonomous CS Agents

Global – October 12, 2026 -- Whether autonomous AI agents free up customer success teams or just add noise depends on five conditions set before deployment, according to ChurnZero founder and CEO YouMon Tsang.

Tsang laid out the framework in an appearance on the Startup Builders and Backers podcast.

Agents need both facts and context to make useful recommendations

Tsang separates CS data into two layers. Facts are contract dates, pricing, ARR and points of contact. Information is the context around the relationship: call transcripts, email threads, and product and usage know-how. Agents fed both can produce more strategic recommendations. Agents fed only contract and usage data work with facts alone, which puts recommendation quality at risk.

EverHealth Maps 30-60 Day Path to a CSM Coaching Culture

Global – October 12, 2026 -- EverHealth's Marley Wagner has laid out a staged coaching roadmap for customer success managers (CSMs): build coaching habits in the first 30-60 days, then shift to a team-wide coaching culture, with six months as the checkpoint for results.

Live customer situations become coaching material in the first 30-60 days

Wagner, head of customer success programs and strategy at EverHealth, tells managers to review renewal conversations, quarterly business reviews (QBRs), executive business reviews (EBRs), difficult customer emails, angry customer calls and executive conversations. CSMs lead these interactions, and managers join and ask questions rather than take over. Afterward, the manager reviews the CSM's decision-making: what went right and what could improve.

The roadmap also tells managers to normalize uncertainty. Wagner's example phrase for CSMs is: "Let me validate that and come back with the best path forward."
